A useful technical-support escalation gives engineering the affected version, redacted evidence and a reproducible problem statement. Automation can assemble the bundle and check the runbook, while a support engineer verifies severity, tenant boundaries and readiness for handoff.
Composite reference architecture. A reference support workflow; no reduction in escalations or resolution time is claimed.
The operating problem
Tier-one support collects symptoms, engineering asks for missing evidence, and the customer waits while logs, versions and reproduction steps travel separately.
How the workflow works
Join the ticket and entitlement with relevant logs, traces, product version and prior incidents. Record what the customer observed, what support tested and what each test returned. Similarity search can suggest related incidents, but the bundle should distinguish a confirmed match from a candidate. Keep evidence timestamps aligned so engineering can reconstruct the sequence.
Where review and controls matter
Redact secrets and unrelated customer data before sharing the bundle. A familiar error message can have a different cause in another version or tenant, so a suggested runbook still needs applicability checks. Record the receiving engineer's acceptance or specific evidence request. Resolution closes the loop with the customer and updates the runbook only after the fix is verified.

What to measure
Use a fixed cohort and measurement window. Count numerator events only within the denominator's eligible cohort; sampled measures use the same audit sample for both terms. Record the source, exclusions and owner, and keep missing data visible. These definitions are proposed measurement contracts, not observed results.
| Measure | Definition and unit |
|---|---|
| Escalation acceptance | Escalations accepted without a missing-evidence return divided by escalations submitted; percent. |
| Time to reproduce | Time from engineering receipt to confirmed reproduction or a documented non-reproducible decision; median and p90 hours, split by outcome. |
| First-contact resolution | Eligible issues resolved during the first support interaction with no same-issue reopen within a fixed window divided by eligible issues whose full follow-up window has elapsed; percent. |
| Reopen rate | Resolved incidents reopened for the same issue within the window divided by resolved incidents with complete follow-up; percent. |
| Customer effort | Mean or distribution of valid responses to a fixed effort question and scale; report the scale, timing and response rate. |
A useful first pilot
Replay a set of historical escalations with missing logs, incorrect versions and severity ambiguity. Ask engineers to reproduce the incident using only the prepared bundle and record what they still need.
Bring the workflow, its source records and the decision that needs an owner to a BergLabs pilot discussion.
